01 · The question
What should team monitor when users keep using a product but stop believing in its brand?
Stable usage can conceal a vulnerable relationship. The question was not simply whether people continued using a brand, but which signals revealed continued usage.
Do not treat usage alone as a retention health metric. Pair behavioral usage with leading indicators of referral, association, and the reason users remain.
02 · Evidence used
Test stated loyalty against actual choice behavior.
The work combined surveys and experimental evidence to distinguish what people say about brand loyalty from the trade-offs they make when switching is possible.
Measured how value conflict changes trust, loyalty, and continued usage.
Used a choice experiment (N=502) to test whether participants switch when alternatives are available.
Examined how functional value and reliability influence continued use when sentiment is negative.
03 · Product strategy
Build an early-warning framework for fragile loyalty.
The evidence suggested that functional reliability can preserve usage even when emotional loyalty decreases. The product implication is to treat stable usage as an incomplete retention signal and monitor indicators of advocacy, attachment, and why users remain.
Signal 01
Declining referral intent
Usage remains, but willingness to recommend falls. This is an early indicator that the user relationship is losing advocacy.
Signal 02
Functional-only usage
Users stay for utility or switching friction, forming a narrow and vulnerable reason to remain.
Signal 03
Reduced brand association
Users distance the product from identity or public affiliation while continuing to use it.
First hypothesis to test
Protect reliability first
When users remain primarily because the product works, test whether protecting functional reliability has greater retention impact than broad brand messaging.
04 · Metrics I would track
Measure health of the relationship, not only activity.
| Metric | What it answers | Decision use |
|---|---|---|
| Active usage | Are users still receiving functional value? | Baseline health, not a complete loyalty proxy |
| Referral intent | Would users advocate for the product? | Detect weakening attachment |
| Reason for use | Is use driven by value, habit, or switching friction? | Target appropriate retention intervention |
| Brand association behavior | Are users comfortable identifying with the brand? | Surface silent disengagement |
05 · Next experiment
Segment users by why they remain, then test reliability improvements, value reminders, and recovery messaging against referral intent and continued usage. These are research-led recommendations, not results from a commercial product launch.
